What if customers aren't venomous snakes

Words never
come easily when 
they matter

Frank's brilliant with inventory, a wizard with spreadsheets, and his department looks impeccable. But today, he's avoiding another uncomfortable conversation: addressing Sander’s persistent tardiness and convincing Suzanne the customers aren’t actual venomous snakes. 

“Just do it, Frank,” he mutters, straightening his already-straight tie. “You're their manager, for goodness' sake.” But the words never come easily. Not when they matter.


The coaching conundrum 

Frank’s situation is familiar to retail managers across the Netherlands. They nail the operational stuff but freeze when it comes to difficult conversations. It’s like having all the ingredients for a perfect apple crumble, but forgetting the cinnamon.  

His regional manager had noticed. "Your numbers are smashing, Frank, but your team seems... disconnected. What's happening with the coaching conversations we discussed?" 

Frank nodded, mentally planning which displays he could rearrange to avoid answering.

From simulation to sales floor

The next morning, Sander arrives ten minutes late. Frank, instead of avoiding it, takes a breath: "Sander, could I grab you for a quick chat when you've settled?" 

To his surprise, the conversation flows almost exactly as it had in the Role-play. Sander explains his childcare situation has changed. Together, they work out a temporary schedule adjustment. 

Emboldened by this success, Frank tackles the Suzanne situation that afternoon. By week’s end, he’s had more meaningful conversations than in the last three months combined.

The ripple effect 

And it shows. Sander starts arriving early. Suzanne discovers she actually enjoys helping customers. Especially the ones shopping for Egyptian cotton sheets. The atmosphere shifts. Team members speak up more. Customer compliments roll in.  

Even the regional manager notices: "What's happened here, Frank? Everyone seems properly chuffed to be working." 

Frank smiles. "Just a bit of practice, really. Turns out I needed to play before I could work."
